How to respond to a bad Google review (with examples)

A bad review feels personal. It isn't a crisis. Future customers don't expect a perfect 5.0; they expect to see how you behave when something goes wrong. A calm, generous reply to a 1-star review builds more trust than ten unanswered 5-stars.

The formula: thank, own, fix, move offline

  1. Thank them for the feedback. Genuinely. They told you instead of just never coming back.
  2. Own the specific issue. Name it. No corporate fog, no "we apologise for any inconvenience".
  3. Say what changes. One sentence on what you're doing differently.
  4. Move it offline. Invite them to WhatsApp or call so the back-and-forth doesn't happen in public.

Example: the long wait

★★ "Waited 25 minutes past my appointment time."

"Hi Nadia, thank you for the honest feedback, and we're sorry about the wait. We've changed how we space appointments so this doesn't happen again. We'd love a chance to make it up to you: WhatsApp us and your next visit is on the house. From the team at Glow Studio."

Example: the unfair one

Sometimes the review is wrong, exaggerated, or from someone you can't even find in your bookings. Reply anyway, for the audience rather than the reviewer:

★ "Terrible service, avoid."

"Hi, we're sorry to read this, and we'd like to understand what happened. We can't match this to a recent visit, so please WhatsApp or call us directly so we can put it right. We take every experience seriously. From the team at Mainline Motors."

The mistakes that make it worse

  • Arguing. You might win the point and lose every reader.
  • Excuses. "We were short-staffed" reads as "this will happen to you too".
  • Sharing customer details. Never mention their booking, bill or personal info in public. That's a POPIA problem on top of a PR one.
  • Offering rewards to change the review. Against Google's rules; can get reviews and listings removed.
  • Ignoring it. Silence looks like guilt to everyone who reads it later.
